應用智能客服行銷與服務品質關係之研究

國內銀行的經營環境正在發生著巨大的變化,相較於傳統銀行的服務方式,勢必需要與時俱進,有效的引導顧客使用「智能客服」服務,提高服務品質,在互動中融入行銷服務勢必可以提升顧客的黏著度。本研究以銀行業為例,進行應用智能客服行銷與服務品質關係之研究。本研究主要採用量表問卷調查法,進行便利性的抽樣調查,以人口統計變項、服務品質、顧客滿意度、顧客忠誠度進行研究分析。首先利用50份的問卷進行預測初窺,再發放500份問卷進行正式研究。統計工具包含敘述性統計、信度分析、效度分析、t檢定、單因子變異數分析及迴歸分析。研究中發現,服務品質對顧客滿意度具有顯著正向影響;顧客滿意度對顧客忠誠度具有顯著正向影響。當智能

客服系統能夠提供更多更便捷更安全的服務給使用者時,消費者對智能客服認知的服務品質愈高,相對地,對顧客智能客服的滿意度也愈高,滿意度越高就會願意持續使用該銀行的智能客服系統,並維持與銀行的長久關係,自然也會提高顧客忠誠度。本研究另續採質化研究,蒐集國內F銀行2017年導入智能客服系統前後之服務發展現況,透過研究對客服中心(Call Center)之話務量影響的因素、預估人力是否足以支應話務以及保持良好的服務水準等三個面向,進行分析研究,探討智能客服與客服中心之關聯性及使用顧客對服務系統的認知之服務水準。本研究預期貢獻可以提供給銀行業或是其他服務業,透過智能客服行銷系統,進行顧客溝通與效益分析及未

來考慮導入智能客服的企業評估使用。
